Can't keep customers? Learn why NOW.

Dear Reader,

Recently, I found myself in a situation that left me more frustrated than supported. I was trying to work with a small business to execute on a event that should’ve been simple: register, confirm, and get the information we needed to move forward.

Instead, the process was layered with unnecessary steps, unclear instructions, and hidden “requirements” no one explained. Worse, when I asked for clarity, the person helping me didn’t even have access to the information I needed. After multiple attempts, I walked away thinking: How is this still happening in 2025?

Here’s the bigger point:
Processes are NOT neutral. Meaning they either support the customer experience or they don't.

It’s tempting for businesses to defend clunky systems by pointing to results:

“But we’ve generated millions using this process!”

That may be true in the short term. But customers eventually compare their experience with yours to the alternatives and if the alternatives are smoother, more modern, and more considerate, guess who wins? Hint: YOU!

What this reminded me of is simple:
💡 Your operations are part of your hospitality.
If your systems frustrate, confuse, or slow down your customer, you’ve already damaged the relationship, no matter how good your product or service might be.

The truth is, people don’t always remember the data points or the dollar amounts. But they will remember how it felt to work with you.

So here’s my question for you this week:
Where in your business could your process be making things harder than they need to be for your customer?

Take a moment to step into their shoes. Simplify, clarify, and redesign. Because no matter what your bottom line looks like today, a poor process is a crack in the foundation of tomorrow.
